Facebook Acquires Kustomer for $1 Billion - Customer Service Expansion

Facebook has announced a major expansion of its business services with the acquisition of Kustomer, a company focused on revolutionizing how businesses manage customer interactions. Kustomer was created to provide customer service agents with enhanced data and a consolidated view of customer history across various social media platforms and communication channels.

The financial details of the deal have not been officially released; however, sources with direct knowledge confirm the acquisition price to be $1 billion. This information aligns with earlier reports published today by the Wall Street Journal.

Founded by Brad Birnbaum and Jeremy Suriel – who previously collaborated at companies like Airtime and AOL, and successfully sold a prior venture to Salesforce – Kustomer had secured approximately $174 million in funding from prominent investors including Coatue, Tiger Global Management, Battery Ventures, Redpoint Ventures, Cisco Investments, Canaan Partners, Boldstart Ventures, and Social Leverage. The company’s most recent valuation was estimated at $710 million by PitchBook.

Facebook’s decision to acquire Kustomer clearly demonstrates its strategic ambitions and its growing commitment to serving businesses through its platform.

The social media giant has been steadily developing a robust suite of customer service tools for businesses, and this acquisition will significantly accelerate those efforts, potentially leading to a more comprehensive, paid service offering.

Currently, around 175 million individuals utilize Facebook for business communication, encompassing those who interact with companies that primarily operate on Facebook Pages – often in lieu of a dedicated website or mobile application – and those who engage with businesses through Facebook-owned messaging applications such as Instagram, Messenger, and WhatsApp, either as a supplement to or the sole means of contact.

While 175 million represents a substantial number, it is relatively small when considered against Facebook’s total user base of over 2 billion.

However, as Facebook faces increasing competition from platforms like Snapchat and TikTok, a superior product offering for businesses will strengthen its ability to retain them within the Facebook ecosystem and establish a new revenue stream to complement its dominant advertising business.

This move into customer service represents a strategic opportunity for Facebook. The company has been actively investing in and enhancing features for businesses on its messaging apps, most recently focusing on facilitating shopping and other functionalities within WhatsApp.

Kustomer and other Customer Relationship Management (CRM) companies specialize in “omni-channel” customer relations, providing businesses with a unified view of all customer interactions across various touchpoints – including apps, social media, websites, chatbots, and email. This approach aims to improve agent efficiency, provide insights into overall business performance across channels, and offer a more complete understanding of individual customers.

Up until now, Facebook’s focus in customer relations has been largely confined to interactions within its own platform. This acquisition allows Facebook to extend its reach and control over the broader customer relationship landscape, regardless of the platform being used.

Interestingly, Snap recently acquired Voca.ai, a company specializing in customer support voice bots, earlier this month.

Although Snap’s intended use for this technology remains unknown – with some speculation suggesting integration into voice commands and audio features for its Spectacles – it was noted at the time that incorporating this technology into a broader suite of business tools for Snapchat marketers would be a logical step. This Kustomer acquisition by Facebook appears particularly relevant in that context.
